What is a human agent?

A human agent is the person working a support queue, and the fact that the industry now needs the qualifier is the story. For decades "agent" alone meant a human. Once software could hold a conversation, read an account, and resolve a ticket, support vocabulary split: AI agents handle contacts autonomously, and human agents are the people working the same queue beside them. The term is not a demotion. It marks which half of the operation carries judgment.

What stays human is the work that needs that judgment: sensitive threads where tone carries real risk, exceptions no policy anticipated, upset customers who need to feel heard by a person, high-value relationships worth a person's time, and the standing decision about what the AI should be allowed to do next. What moves to AI is the routine majority: order status, password resets, known-answer questions, the volume that fills most of a queue without needing anyone's judgment at all.

Three working modes cover most operations. In human agent assist, sometimes called a human copilot setup, the person resolves the contact with AI beside them, surfacing context and drafting replies. In human-in-the-loop mode, the AI does the work and the human agent reviews every draft before it sends, acting as the approval gate. In the third mode, the AI resolves routine contacts end to end and humans handle only the escalations. Mature teams run different modes for different contact types rather than choosing one for everything.
