What is chatbot automation?

Chatbot automation is the use of conversational software to handle inbound customer conversations automatically, without a human agent writing each reply. Automating support with chatbots is one of the oldest plays in CX, which is exactly why the term now covers two very different things: a widget that recites the return policy, and a system that actually cancels the order.

Those are the two generations. The first is scripted flows: decision trees, keyword matching, canned answers. They route conversations, answer FAQs, and collect information before handoff, and they break the moment a request deviates from the script. The second is agentic systems, which read live data from the systems of record and act on it: look up this customer's actual order, check the actual subscription state, issue the actual refund. The first generation automates the greeting; the second automates the work.

Each has a place. Scripted automation still fits genuinely static questions, store hours, policy summaries, routing to the right team, where the answer never depends on who is asking. Agentic automation fits requests that depend on this customer's data and end in an action. The measure that separates them is deflected versus resolved. A scripted bot deflects: the customer stopped talking to it, which may mean answered and may mean gave up. An agentic system resolves: the request was actually completed. Deflection counts silence as success; resolution counts completion.
